Setting CSAT, NPS, and Response Targets With an Offshore SaaS Support Team

Handing off customer support to an offshore team is a big step for any SaaS company, and the question that follows almost immediately is: how do we know it’s working? The answer isn’t a gut feeling — it’s a small set of well-chosen metrics, tracked consistently and benchmarked against realistic targets. 

Whether you’re building this function from scratch or refining an existing one, our customer service outsourcing approach starts with exactly this: agreeing on what “good” looks like before a single ticket is answered.

Why Metrics Matter More With Offshore Teams

When your support team sits in a different timezone, visibility naturally drops unless you build it back in deliberately. Metrics aren’t there to police your team — they’re the dashboard that lets a founder or CX lead trust the operation without watching every ticket. Get this right early, and an offshore team becomes indistinguishable from an in-house one in terms of accountability.

The Three Metrics Worth Tracking

1. CSAT (Customer Satisfaction Score)

CSAT measures how happy a customer was with a specific interaction, usually via a post-ticket “How satisfied were you?” survey. Here are some statistics to take note of:

  • The cross-industry CSAT average sits around 78/100, with software and SaaS companies slightly ahead at 79-80/100 (StealthAgents; Merren CX).
  • B2B SaaS companies specifically tend to land between 78-85%, with top performers reaching 88%+ (Mapster).
  • SaaS CSAT is especially sensitive to first response time and first-contact resolution, given how technical support conversations can get (StealthAgents).

A reasonable target for a growing SaaS company is 80-85%, 

reviewed monthly rather than obsessed over weekly.

2. NPS (Net Promoter Score)

NPS asks a broader question: “How likely are you to recommend us?” It’s a loyalty metric, not a satisfaction snapshot.

  • The B2B SaaS industry average NPS clusters around 36-41, with scores above 40 considered above average (Enterpret; ProofPost).
  • Scores above 50 are considered excellent, and above 70 is world-class and rare (Lorikeet).
  • SaaS companies with NPS above 50 see roughly 40% lower churn than peers, and promoters are about 5x less likely to churn than detractors (SurveySparrow; ProofPost).

For most early-stage SaaS teams, 40+ is a solid working target, 

with 50+ as an aspirational goal once support processes mature.

3. Response Time (FRT)

This is the metric your offshore team has the most direct control over, and the one customers feel most immediately.

  • Top-performing B2B SaaS teams target under 4 hours for email and under 1 minute for live chat; industry averages are far slower, often 7-12 hours for email (RevOS; Salesmate).
  • 63% of customers rank response speed as the single most important factor in a support experience, ahead of resolution speed and channel availability (Ringly.io).
  • Sub-one-hour email responses correlate with roughly 71% retention, versus 48% for 24-hour responses — a 23-point gap tied to speed alone (Ringly.io).

A realistic starting SLA for an offshore SaaS support team is under 4 hours for email during business hours, under 2 minutes for chat, tightening as the team matures.

Building a Dashboard That Actually Gets Used

A dashboard is only useful if it’s simple enough to check in under a minute. We recommend structuring it around three layers:

Daily Tickets handled, first response time, SLA breaches The operational pulse — catches issues in real time
Weekly CSAT trend by agent, CSAT trend by issue category Surfaces patterns, not just averages
Monthly / Quarterly NPS trend, churn correlation, qualitative themes from open-text feedback Tracks loyalty and long-term relationship health

This layered approach also plays well with other functions your outsourced team might touch — finance reporting on support cost per ticket, or sales and marketing using NPS detractors as a churn early-warning signal. Setting Realistic Targets, Not Aspirational Ones

The biggest mistake we see is founders importing benchmarks from enterprise companies with mature support stacks and applying them to a six-month-old offshore team. 

Start with your current baseline, set a target that’s a meaningful but achievable stretch (a 10-15% improvement per quarter is realistic), and let the dashboard tell the story over time rather than any single week’s numbers.
